The Genesys ‘Your Future Accelerated’ conference in Adelaide was a stark reminder that the AI revolution in customer experience (CX) isn’t something to prepare for, it’s something that is already happening.

Businesses that think AI is a long-term strategy rather than an immediate priority are already behind. The pace of change is staggering and organisations that fail to embrace AI-driven orchestration risk being left behind in a world where customer interactions are doubling every few years.

But what does this AI-driven transformation look like?

The Five Levels of AI-Powered CX

Genesys outlined a structured evolution of AI in CX, moving from basic automation to full-scale, AI-powered experience orchestration. Understanding this framework is critical to evaluating where your business stands today and what’s needed to stay competitive.

Level 1, Basic Automation: simple, rule-based automation like IVRs and screen pop-ups. Customer inquiries are handled in a structured, linear fashion, with limited intelligence or adaptability.
Level 2, Early AI-Powered Self-Service: AI begins to assist in customer interactions through basic bots, chatbots and digital channels. AI-powered routing helps connect customers to the right resources, but experiences remain largely scripted.
Level 3, Generative AI-Powered Virtual Agents: AI moves beyond static responses and begins to understand context. Virtual agents provide dynamic, AI-generated responses and can handle more complex conversations, reducing agent workload.
Level 4, Advanced AI Reasoning and Personalisation: AI becomes highly predictive and emotionally intelligent, adapting responses based on customer sentiment and history. Multi-step processes (such as flight rescheduling or financial approvals) are automated end-to-end.
Level 5, Universal Orchestration: AI handles 90-95% of all customer interactions autonomously. It seamlessly blends virtual and human interactions, allowing agents to focus only on the most complex or high-value tasks. AI continuously refines its approach through machine learning and customer behaviour analytics.

This structured journey makes it clear that AI in CX isn’t just about efficiency gains, it’s about fundamentally rethinking how customers interact with businesses.

The Acceleration of AI in CX

What used to take decades is now happening in months. Consider this:

It took 50 years to move from manual customer service (Level 0) to basic automation (Level 1).
It took 20 years to reach the next stage (Level 2).
It took just 18 months for businesses to start deploying AI-driven virtual agents (Level 3).

AI and Empathy: An Unlikely Combination?

One of the most thought-provoking discussions at the conference was around AI’s role in enhancing empathy.

AI is no longer just about efficiency, it is learning to recognise customer emotions, detect frustration and adapt responses in real time.

AI detects when a customer is frustrated and automatically escalates the call to a senior agent before they even ask.
A VIP customer is instantly routed to the same agent they spoke to previously, ensuring a seamless, personalised experience.
Virtual assistants don’t just provide answers, they understand customer sentiment and tailor their tone accordingly.

The shift is clear: AI is moving from being a transactional tool to becoming a relationship-builder in CX.

AI-powered workforce augmentation: AI is not replacing agents; it is making their jobs easier. Smart knowledge surfacing and AI-generated summaries are cutting hold times by 10% and reducing agent fatigue.
Predictive engagement: AI can detect when a customer is about to abandon their journey and intervene with the right offer at the right moment.
AI-powered compliance and security: some organisations are already using AI to detect when agents fail to read out legal disclaimers, automatically flagging compliance gaps in real time.

Independent from the first day

TelcoDataCloud was founded in Adelaide in 2017 to give organisations something the market did not offer: whole-of-market advice on cloud communications from people who do not hold the contract.

Our story

Founded in Adelaide, 2017

Asa Grund started TelcoDataCloud after years on the vendor side of the table, watching organisations pick communications platforms with almost no independent help. The vendors had specialists. The customers had a brochure.

The model has not changed since. We gather the requirements, compare the market, negotiate the commercial detail and project-manage the migration. You sign directly with the vendor you choose and we are still on the account long after go-live.

Today the team works across almost every sector, from super funds, school networks and councils to retailers, manufacturers, health services, professional services, sporting clubs, tourism operators and charities, in Australia, New Zealand, the United Kingdom and Singapore. If an organisation runs phones, we have probably run the project.

Catholic Education Diocese of Cairns

1,400 extensions across 28 schools in six months

Challenge

The diocese needed to modernise telephony across a network of 30 schools. Requirements sat with school leaders and administrators spread right across the diocese and replacing handsets at that scale put real pressure on capital budget.

Approach

Educational workshops with stakeholders across the diocese, then detailed requirements gathering. Six vendors were shortlisted and assessed through a weighted scoring model, with TelcoDataCloud supporting the diocese throughout its evaluation. Handsets were leased rather than bought.

Result

1,400 extensions deployed across 28 of the 30 schools in six months. 1,100 leased handsets in service with no capital expense. One partner from the first workshop through to business as usual.
